Course Overview
This course moves beyond standard service protocols to explore the human elements that create truly exceptional guest experiences. Participants will develop high Emotional Intelligence (EQ) to better perceive, understand, and manage their own emotions and those of guests. Through self-awareness, empathy, and advanced communication techniques, attendees will learn to build genuine rapport, navigate complex social situations, and consistently deliver service that exceeds expectations and fosters deep loyalty.

Introduction to Emotional Intelligence: Self-Awareness, Self-Regulation, Motivation, Empathy, Social Skills
The "Moment of Truth": Mapping emotional guest interactions
Self-Assessment: Individual EQ baseline evaluation.
Module 2: Self-Awareness and Self-Management in Service
Identifying personal triggers and stress responses
Techniques for emotional self-regulation: breathing, reframing, and mindfulness
Maintaining a professional and calm demeanor during peak hours and challenges
Workshop: Stressful scenario role-plays with coaching.
Module 3: Empathy as a Service Superpower
Cognitive vs. emotional empathy: understanding the guest's perspective and feeling with them
Active listening skills: paraphrasing, summarizing, and validating feelings
Reading non-verbal cues: body language, tone, and facial expressions
Practical Exercise: The "Empathy Interview" with a partner.
Module 4: Social Skills and Building Rapport
The art of the personalized interaction: using the guest's name and remembering preferences
Adaptive communication: how to adjust your style for different cultures and personalities

Role-Play: Building rapport with different guest personas (the hurried business traveler, the excited family, etc.)

Final Group Exercise: Analyzing video case studies of guest interactions and assessing the EQ displayed.
